Start with the exact communication

An account value, time-weighted return, money-weighted return, benchmark comparison, model result, hypothetical illustration, backtest, composite, and marketing performance presentation are different artifacts. Support should identify which document or authorized record is being discussed, its date, period, methodology label, and whether it is account-specific or general. Do not calculate an undocumented return, select a favorable period, compare unlike methodologies, or imply that a displayed figure was reviewed or approved by a regulator.

Separate performance from promise

Past performance does not establish future results, and all investments involve risk. Build a complete fee explanation

Identify the account and service before describing costs. Possible categories include advisory or program fees, commissions, markups or markdowns, product expenses, custodial or platform charges, transfer or termination fees, margin interest, cash-related economics, and taxes. FINRA notes that costs vary by account, service, and product. Never describe a service as free, low cost, all-in, or cheaper without a current approved basis, scope, assumptions, and comparison method.

Route discrepancies and complaints

If a customer says the performance or fee is wrong, preserve the exact figure, source, date, period, account, calculation shown, expected result, and relevant transaction or cash-flow context. Do not defend, recalculate, or correct the figure from memory. Route data defects, billing questions, disclosure conflicts, complaints, and suspected misleading communications to their designated owners. Measure corrections, stale-source use, unsupported return language, incomplete fee explanations, and accepted handoffs.
